Abstract

Purpose: A high-level of structural vulnerability exists in early-stage entrepreneurial activity in secondary and tertiary economic centres, which is mainly acute capital rationing, limited depth of specialised talent pools, and excessive geographical distance to major venture capital networks. Basing our inquiry on the Dynamic Capabilities View (DCV) and the Resource Orchestration Theory (ROT), we examine how the capabilities of Customer Relationship Management (AI-CRM) in terms of predictive customer analytics, conversational agent responsiveness, and personalized customer lifecycle, driven by artificial intelligence, trigger organizational resilience, towards two market-level outcomes: customer acquisition velocity and customer retention durability.

Design/methodology/approach: Multi-respondent, time-lagged empirical design was implemented on 384 technology and digitally-enabled startups located in emerging innovation hubs in Madhya Pradesh, India (in Indore, Bhopal, Jabalpur and Gwalior). Data were collected in two waves with a six-month gap (T1: AI-CRM technological sensing and seizing capabilities; T2: acquisition metrics, retention outcomes and organizational resilience indices). Both Covariance-Based Structural Equation Modeling (CB-SEM through AMOS 28) and Partial Least Squares (PLS-SEM 4.0) were used to test structural hypotheses with robust bootstrapping (5,000 resamples) along with multi-group moderation and endogeneity controls (Gaussian Copula and Two-Stage Least Squares).

Findings: The empirical findings show that the direct impact of AI-CRM dynamic capabilities on customer acquisition velocity (beta = 0.382, p < 0.001) and customer retention permanence (beta = 0.441, p < 0.001) are statistically significant. The mediation of the AI-CRM capability to multidimensional startup resilience is in turn highly mediated by acquisition velocity and retention durability (total indirect effect = 0.325, p < 0.001) which explains 54.8% variance in financial resilience and 49.3% variance in operational adaptability. Moreover, both algorithmic transparency and human-in-the-loop governance have a beneficial moderating impact on the retention effect, alleviating automated algorithmic error-induced customer churn.

Limitations/implications of the research: Although the cross-industry sample in one of the most vibrant emerging Indian states is very ecologically valid in terms of regional transition economies, longitudinal panel validations in larger geographies of the South Asia and Global South are required to determine boundary conditions.

Practical implications: Predictive customer data governance should be viewed as an orchestrating dynamic capability that founders and revenue leaders in capital-constrained regions should go beyond off-the-shelf automation and consider as a key component of their business model. Resource-constrained projects have a chance to compete with those of the metropolis by replacing capital-intensive sales teams with algorithmic hyper-personalization workflows and human control.

Originality/value: This work presents innovative empirical evidence that disaggregates AI-CRM into specific dynamic micro-foundations and illustrates how new hub startups systematically modify algorithmic routines into defensive resilience to exogenous environmental shocks.
